A fictional broadband and telecommunications provider wants to understand customer retention drivers before an upcoming contract renewal campaign. The study isolates experienced technical faults, customer support contact touchpoints, perceived service quality, and future switching consideration.

Methodological and analysis rules

  • Independent service dimensions: Experienced faults, support resolution, perceived quality, and switching intention are measured as distinct constructs. Stated intent to switch is analyzed as an attitude, not treated as a forecast of actual churn.
  • Conditional support evaluation: Detailed support experience and channel satisfaction are asked only of respondents who actually contacted support within the 3-month reference window.
  • Cost estimation gating: Monthly broadband spend is preceded by an explicit estimation gate. Respondents with bundled or inseparable packages, or those who prefer not to disclose, remain distinct from zero spend (which signifies free service).
